Building an Integrated Cloud Contact Center for Smarter Customer Experiences

FirstSource Solutions Limited, a global business process management (BPM) and customer experience services provider, supports organizations across healthcare, banking and financial services, communications, media, technology, and other industries.

As part of an initiative supporting the Telegraph customer service environment, FirstSource sought to modernize its existing MaxContact-based contact center by transitioning toward a cloud-native architecture built on Amazon Connect and Salesforce Service Cloud Voice.

The objective was to simplify agent workflows, integrate telephony with customer relationship management, strengthen inbound and outbound engagement capabilities, and establish a scalable foundation for future contact center enhancements.

DataSleek supported the initiative through AWS solution architecture, implementation planning, and integration design, working alongside FirstSource and the teams responsible for Salesforce Service Cloud Voice.

The Challenge: Moving Beyond Disconnected Contact Center Systems

FirstSource’s existing customer service environment relied on MaxContact for inbound and outbound telephony, Salesforce for customer relationship management, and NICE for workforce management.

Although these platforms supported essential customer service operations, the organization faced several challenges associated with managing customer interactions across separate systems.

Agents needed to work between telephony and CRM interfaces, adding complexity to call handling and customer information retrieval.

Inbound operations required configurable IVR workflows, skills-based routing, queue announcements, holiday schedules, and emergency routing. Outbound operations involved manually uploaded contact lists, progressive dialing, campaign prioritization, and supporting scripts.

The organization also needed comprehensive call recording, supervisor monitoring, operational dashboards, historical reporting, and integration with its existing workforce management processes.

An additional requirement was to connect contact center activity with Salesforce customer records and case management workflows while maintaining appropriate recording controls during payment-related interactions.

FirstSource needed an integrated cloud contact center architecture capable of simplifying agent interactions, supporting inbound and outbound operations, improving operational visibility, and accommodating future enhancements.

The Solution: Amazon Connect + Salesforce Service Cloud Voice

DataSleek developed a solution architecture and integration approach centered on Amazon Connect, with Salesforce Service Cloud Voice providing telephony capabilities within the existing Salesforce agent workspace.

The proposed architecture incorporated intelligent contact routing, CRM integration, serverless workflow automation, outbound engagement, call recording, reporting, and workforce management connectivity.

1. Unified Agent Experience with Salesforce Service Cloud Voice

Amazon Connect was positioned as the cloud contact center platform, integrated with Salesforce Service Cloud Voice.

This integration was designed to bring telephony capabilities directly into the Salesforce workspace, allowing agents to manage customer interactions while accessing relevant customer records and case information.

The approach aimed to reduce unnecessary application switching and simplify the handling of customer inquiries.

By connecting contact center activity with Salesforce, the solution also established a foundation for more context-aware customer service interactions.

2. Intelligent IVR and Inbound Contact Routing

The architecture incorporated configurable Amazon Connect contact flows to support inbound customer engagement.

These included intelligent IVR workflows, skills-based routing, queue management, queue announcements, holiday schedules, and emergency routing.

The proposed design was intended to provide greater flexibility in managing customer inquiries and directing interactions to appropriate service teams.

Configurable routing capabilities also supported the organization’s requirement to manage changing operational conditions without relying exclusively on its previous telephony environment.

3. CRM Integration and Serverless Workflow Automation

AWS Lambda was included to support business logic and integration requirements between Amazon Connect contact flows and Salesforce-related processes.

The integration design addressed customer identification, customer record retrieval, case management, and context-aware agent interactions.

These capabilities were intended to connect contact center workflows with existing CRM processes, helping agents access relevant information during customer conversations.

The architecture also considered Amazon EventBridge and identity and access management requirements as part of the broader integration approach.

4. Outbound Customer Engagement and Campaign Management

The solution architecture evaluated progressive dialing and campaign management capabilities to support outbound customer engagement.

These included Amazon Pinpoint-based outbound journeys and approaches for managing customer outreach activities.

The objective was to support more structured outbound operations while addressing requirements associated with contact lists, campaign prioritization, and agent-assisted customer engagement.

5. Call Recording, Monitoring, and Conversation Analytics

The architecture addressed contact recording and storage using Amazon S3, including recording controls for payment-related customer interactions.

Supervisor monitoring requirements were also considered to support operational oversight.

Amazon Connect Contact Lens was evaluated for transcription and conversation analysis, providing a potential foundation for additional visibility into customer conversations and service quality.

These capabilities were intended to support the organization’s recording, monitoring, and quality-management requirements.

6. Operational Reporting and Workforce Management Integration

Amazon Connect reporting capabilities formed part of the proposed operational architecture.

The solution incorporated integration patterns using Amazon Kinesis Data Streams to support downstream historical reporting through Power BI.

Additional considerations included customized operational dashboards, supervisor monitoring, and connectivity with the existing NICE workforce management environment.

Together, these components were designed to improve access to contact center information and support operational decision-making.

7. Structured Implementation and Deployment Readiness

The implementation approach included separate environments for development, testing, user acceptance testing, quality assurance, and production.

This structure was intended to support controlled validation and deployment of the contact center solution.

By incorporating testing and validation into the implementation approach, DataSleek supported the organization’s requirement for a structured transition toward the proposed Amazon Connect environment.

The Impact: Establishing a Foundation for Integrated Contact Center Operations

The modernization initiative established a technical foundation for combining Amazon Connect telephony with Salesforce Service Cloud Voice and supporting AWS services.

The architecture was designed to address several important operational requirements.

Business and Operational Outcomes

Integrated Agent Experience

Amazon Connect and Salesforce Service Cloud Voice integration provides a foundation for managing telephony interactions within the Salesforce workspace, simplifying access to customer information and supporting more connected agent workflows.

Modernized Inbound Contact Handling

Configurable IVR workflows, skills-based routing, and queue management establish a more flexible approach to handling customer inquiries.

Enhanced Outbound Engagement

Progressive dialing and campaign management capabilities support a structured approach to customer outreach and outbound contact center operations.

Greater Operational Visibility

Amazon Connect reporting, potential Contact Lens capabilities, and downstream reporting integrations provide opportunities to improve visibility into customer interactions, agent activities, and contact center performance.

Recording and Supervisor Oversight

The architecture addresses call recording, supervisor monitoring, and workforce management integration requirements.

Scalable Cloud Architecture

The AWS-based solution establishes a foundation designed to accommodate changing contact center requirements and future customer engagement enhancements.

Measuring Continued Improvement

The modernization initiative identifies opportunities to evaluate improvements across:

  • Average Handle Time (AHT)

  • Agent productivity

  • Operational costs

  • Customer satisfaction

  • Contact center reporting and visibility

  • Customer engagement efficiency

Quantified production outcomes remain subject to validation against actual deployment and performance records.

Cloud Contact Center Modernization, Built for Continued Innovation

FirstSource’s modernization initiative demonstrates how Amazon Connect and Salesforce Service Cloud Voice can be combined to support integrated customer service operations.

By bringing together cloud telephony, intelligent routing, CRM integration, serverless workflow automation, outbound engagement, reporting, and workforce management connectivity, the architecture provides a foundation for more flexible and connected contact center operations.

Through its AWS solution architecture and integration expertise, DataSleek supported the development of a modernization approach aligned with FirstSource’s customer service requirements and future operational objectives.

The initiative highlights the role of cloud-native contact center technologies in helping organizations simplify complex customer engagement environments while preparing for continued service innovation.
